Rethinking How Organisations Understand, Create and Deliver Customer Value

Most organisations say they want to be customer-centric. But not many build the organisational conditions required to make it happen.
Strategy is developed. Technology is deployed. Processes are optimised. Targets are set. Teams work hard. Customer-experience initiatives are launched.
And yet customers still encounter the gaps between them.
This book explores how Customer Centricity can be implemented beyond merely customer service or customer experience management, so that it becomes part of how the organisation thinks, designs, and executes.
It is a practical guide to building and delivering both customer and commercial value into the operating system of the business.

The problem
Customer experience is the outcome and evidence that strategy, leadership, culture, operations, technology, and people are, or are not, working together.
That is why improving individual touchpoints is not useful in the long run.
The experience is downstream. The causes are often much further upstream. If the system behind the experience does not change, the experience eventually exposes it.
The Blueprint / The Big Idea
Most organisations already contain people who care deeply about customers. The harder challenge is getting the organisation itself to behave consistently around customer value.

Customer centricity, therefore, cannot belong to one department. It has to be the way the entire business is organised as one integrated system.
Customer centricity is often approached as a collection of initiatives.
A journey-mapping programme here. A customer-service intervention there. A new digital platform. A voice-of-customer programme. A culture campaign.
Each may produce value. But unless they connect to the decisions and systems that govern the business, organisations risk creating pockets of excellence inside siloed systems that remain fundamentally inside-out.
The Customer Centricity Blueprint takes a different view.
It examines how organisations can connect customer understanding and customer value with strategy, leadership, culture, experience, operations, technology and commercial execution.
Not as separate programmes. As a system.
Customer centricity is not what an organisation does. It should be how the organisation works.
Inside the book
The book is designed to help leaders move beyond the question:
How do we improve customer experience?
towards the more consequential question:
How do we build an organisation capable of consistently creating customer value?

Customer value + business value
Customer centricity is sometimes caricatured as doing whatever customers ask. That is neither realistic nor commercially responsible.
Businesses have different customers, different capabilities, different economics and different strategic choices.
The question should be:
Which customers do we choose to create value for, what value should we create, and how can we do it in a way that creates sustainable value for the business too?
That is where customer centricity becomes a strategic and commercial discipline, not simply a service philosophy or aspiration.
The strongest customer-centric organisations do not choose between customer value and commercial value. They design for both.
